Abstract

This article aims to explore in depth the effects of the digitalization on the customer experience in the banking sector. Today, the banking world is undergoing a major structural shift driven by globalization, increased competition, and rapid technological advancements. In response to these changes, banks are compelled to rethink their organizational models to balance the automation of internal processes with an increasingly fine-tuned personalization of customer relationships. Digital innovations, such as mobile applications, online service platforms, artificial intelligence, big data, and chatbots, have profoundly changed access to financial services by offering greater speed, simplicity, and availability.

Despite the abundance of research devoted to banking digitalization and customer experience, the existing literature remains fragmented and does not provide an integrative framework capable of clearly explaining the mechanisms through which digital technologies influence the various dimensions of customer experience. This article therefore seeks to address this gap by proposing a structured analytical synthesis of existing theoretical contributions and by highlighting the relationships between digitalization and customer experience

 These technologies not only help reduce operational costs but also improve the quality of interactions between clients and their banking institutions, by offering services tailored to individual needs and user behaviors. Based on a thorough review of academic and professional literature, this study highlights the main opportunities offered by digitalization, particularly in terms of operational efficiency, service innovation, and value creation. It also identifies the major challenges banks must face, such as managing organizational change, the digital divide, and cybersecurity risks.

The results presented in this article constitute a critical synthesis of findings derived from the existing academic literature, highlighting the central role of digital transformation as a strategic lever for customer satisfaction and loyalty.

This study has certain limitations, notably the absence of empirical data, which may restrict the generalizability of the conclusions.
